Great KPI Dashboards Sometimes Hide Bad Customer Experience

If you’ve worked in RAN Optimization long enough, you’ve probably experienced this paradox. The dashboard looks healthy. Accessibility is on target. Retainability is stable. Average throughput is improving. Management receives positive reports. Yet customer complaints keep arriving. So, what is happening?
The answer is simple: Network averages can hide customer pain.
Throughout my career working with operators and vendors across different technologies, one lesson has remained constant: Users do not experience averages. They experience moments.
A KPI dashboard may show excellent network performance at a regional level, while thousands of subscribers are struggling in a specific neighborhood, building, highway corridor, stadium, or business district. This is where many optimization strategies fall into a dangerous trap. We focus on what is measurable.
But customers judge what is memorable. Consider these situations:
- Average throughput may look excellent while users experience severe congestion during the busiest hour of the day.
- Accessibility targets may be achieved while a specific cluster continues generating repeated customer complaints.
- Coverage metrics may appear healthy while indoor users struggle to maintain reliable service.
- Retainability may remain stable while video calls and real-time applications deliver inconsistent performance.
The problem is not that KPIs are wrong. The problem is that KPIs only tell part of the story. The most valuable optimization teams I’ve worked with always go beyond the dashboard. They correlate network metrics with customer behavior. They investigate geographic outliers. They analyze service-specific performance.
Most importantly, they ask a critical question: “Where are customers actually feeling the pain?”
As our industry moves toward AI-driven optimization, SON, SMO, rApps and closed-loop automation, the opportunity becomes even greater. Future optimization systems should not simply identify degraded KPIs. They should identify degraded customer experience before complaints arrive. Because ultimately, customers don’t care whether your dashboard is green. They care whether their service works when they need it most.
